My experience building the software foundation for what is now known
as CRM has exposed me to hundreds of the world’s top service
organizations. One thing these organizations have in common is that
they all worry about the rising administrative cost associated with the
performance of people and processes.
I have found that top performing organizations were driven by three
key factors: motivation, training and getting it right the first time.
While these are simple concepts, flawless execution can make the
difference between a good company and a great company.
On Motivation
People work harder when they know that their
incentives and pay are linked directly to their performance. Linking
incentives and promotions to well understood, numeric goals that drive
business impact is critical to creating a highly motivated, top
performing organization.
On Training
Investing in training seems obvious, but the key to effective training
is identifying the right people to train on the right skill or
competency. That can only be determined by measuring each person’s
performance for tens of individual skills, and comparing their
performance versus peers at the individual skill level.
On getting it right the first time
Rework and redo saps productivity from any organization. Much of the
rework is due to systemic, operational failures in processes and
individual behaviors rather than one-off issues. Yet, current
